Before you start
Understand the complaint
Example: Alex receives 1 message about a damaged storage bag. What information would make the next reply useful?
A clear response starts with the facts.
Step 1 · Read
Facts before a promise
- Evidence. Ask what happened and keep the order details together so you can understand the actual issue.
- Response. Explain a practical next step after checking the relevant terms, rather than making a promise you cannot keep.
- Review. Look for a preventable product or packing problem after dealing with the customer’s immediate need.
Step 2 · View
Handle the case in order
- Ask: Clarify the actual problem
Ask about the damage and the order, without requesting more personal information than you need to handle the case.
- Act: Arrange a practical response
Check the applicable terms and explain what happens next. Clear responsibilities make the exchange easier to follow.
- Review: Learn after the resolution
Compare the complaint with sample and packing checks. A recurring fault may call for a product or supplier change.
Step 3 · Match
Name the return issue
Return
Sending an item back under the applicable arrangement.
Fault
A problem with the item, distinct from simply changing one’s mind.
Postage
The delivery expense for sending the item back.
Different reasons for returning an item can lead to different questions about the next step.
Official sources
Check the current rules
Official check: check the rules for the buyer’s location before setting return terms.
Requirements depend on your provider, product and destination.
Step 4 · Try
Keep a clear case note
Record the complaint, needed evidence and agreed next step. Keep the later investigation separate, and customer details out of shared notes.

Investigate the next gap
The bag arrived damaged and I need to understand why.
Revisit the sample, packing and cost records. That extra investigation may prevent the same problem, alongside resolving this order.
The buyer changed their mind and I need to check the terms.
Review the channel and delivery information for this sale. Do not assume that a change of mind has the same treatment as damage.
Step 6 · Next
Make the response useful
Read about keeping the customer’s immediate problem separate from the later investigation, while checking the terms that apply to the sale.
